Description
Two Inbox rows for one person usually means TrackStat is looking at two contacts whose details do not match. Two patients must match on first name, last name, and date of birth. A patient and a non-patient must match on first name, last name, cell phone, and email. After you correct the fields, allow 1–2 hours for the threads to merge. This is not the same as a reminder hiding a row, and it is not the Merge Submissions button for intake forms.
Summary
The Inbox shows one conversation per contact, not one conversation per phone number.
If you see two rows, a reply landing on a different line, or history that “moved,” TrackStat is treating two records as two people. That happens when:
The same person exists as a patient (from the EHR) and as a non-patient (created from + Add Message or an inbound text before they were in the EHR).
The same person has two patient records whose name or date of birth do not match across EHR cases.
Two different people share one cell number - incoming texts go to one of those patients, not both.
A patient record was deleted in the EHR, so TrackStat no longer has a record to attach the history to.
To [join two threads for the same person], make the matching fields identical, save, then wait 1–2 hours. Search All Messages by name or the last four digits of the phone number. Do not use the blue Merge Submissions button - that merges intake-form data into the EHR, not Inbox threads.

1. Patient thread and non-patient thread
This is the most common split.
Patients are created from the EHR/EMR. A non-patient is created when someone is texted or emailed with + Add Message, or when a number texts the office before that person exists in the EHR. Non-patients show a person in a circle with a line through it icon and do not appear in standard Patient Search.
TrackStat will merge those two histories only when all of these match exactly - including capitalization, spacing, and phone format:
First name
Last name
Cell phone number
Email address
To [merge a patient thread and a non-patient thread]:
Open both conversations and compare first name, last name, cell, and email.
Edit the non-patient (pencil icon) so those four fields match the patient record exactly. If you do not have a last name, the non-patient card still needs at least one character in that field.
Save.
Wait 1–2 hours. Messages with photos or other attachments can take a little longer to show in the surviving thread. May need to allow up to 24 hours in some situations.
Filter the Inbox to All Messages and search the name or the last four digits of the phone number.
Phone numbers and email addresses must be unique among non-patients. You cannot save a second non-patient with a phone or email that already belongs to another non-patient.
Texting a non-patient does not create a patient in the EHR. When that person is later added in the EHR and syncs to TrackStat, the same four fields must match or you will keep two threads.
Prevention: When you add a new patient in the EHR, complete name, cell, and email promptly. Ask patients to reply from the number on their record.
2. Two rows, both patients
TrackStat identifies an EHR patient by first name, last name, and date of birth.
If those values do not match across the person’s cases or records in the EHR, TrackStat can show two patient conversations. A reply may land on the other row.
To [fix two patient conversations]:
In the EHR, compare first name, last name, and date of birth on every case for that person.
Correct spelling, nicknames vs legal names, extra spaces, suffixes, and DOB.
Allow time for TrackStat to sync and for the threads to settle (typically 1–2 hours). Allow up to 24 hours for some situations.
Confirm in the Inbox on All Messages.
Do not try to fix this by editing only the non-patient fields. There is no non-patient in this scenario.
3. Two people share one cell phone
This is not a duplicate of the same person. Incoming texts cannot live on both records at once.
If one person is under 18, inbound messages attach to the older individual (treated as the parent or guardian).
If both are 18 or older, inbound messages attach to the patient with the oldest date of birth.
Staff can still open the other patient’s card and send a message from there. The inbound thread follows the rule above until the numbers are unique.
If the office needs both adults to have their own text history, each person needs their own cell number on their EHR record.
4. The patient was deleted in the EHR
Conversation history in TrackStat stays linked to a matching patient record in the EHR.
If that patient record is deleted in the EHR, the Inbox history for that person is not available. Creating a brand-new EHR patient with a similar name does not automatically restore the old thread. If they were also saved as a non-patient, you may still find that separate non-patient conversation by searching the phone number on All Messages.
5. A merge is still running
After a new patient is added, or after you correct matching fields, TrackStat may be combining two histories in the background.
During that window:
A recent text - especially one with an image - can be missing from the list even when All Messages is selected.
Opening the patient record and checking messaging history there is often the fastest confirmation that the text was received.
Allow up to 1–2 hours after you save corrected fields. Some situations may require 24 hours.
This temporary hide is not fixed by changing Unread vs Exclude Campaign Messages. Those filters find a thread that already exists as one conversation. If All Messages plus search still show nothing, give the merge time, then look again.
If more than two hours have passed, re-check that the matching fields are truly identical, including phone format and email spelling.
Merge Submissions is a different button
The blue Merge Submissions button at the top of the Inbox imports completed intake-form data (IntakeQ, FormDr, or similar) into an EHR patient record.
It does not:
Combine two Inbox conversations
Fix a patient / non-patient split
Restore history after an EHR delete
If the name or contact info on the form does not match the EHR patient, form data may need a manual merge. That process is covered in What is the Merge Submissions button in the Inbox for?
How to search when you think history is split
Set Messages to All Messages so campaign-exclusion is not also hiding a row.
Search the full name.
Search the last four digits of the cell number. That often surfaces both the patient row and the non-patient row.
Open each row and compare the four (or three) matching fields.
Correct, save, and wait.
Do not ask the person to text again until you have searched both the patient and non-patient rows. A second inbound text on the “wrong” contact can add another bubble to the thread you are trying to retire.
What not to do
Do not use Merge Submissions to join Inbox threads.
Do not expect Unread or Exclude Campaign Messages to combine two contacts.
Do not refresh filters as the fix. Inbox refresh does not merge records.
Do not create a second non-patient with the same phone or email - the Inbox will not allow it, and a near-duplicate (extra space, different punctuation) will create another split.
Quick answers
I texted a patient and their reply is on a different line.
Compare the two rows. If one has a person in a circle with a line through it icon, match first/last name, cell, and email. If both are patients, match name and date of birth in the EHR.
Will the histories combine on their own?
Yes, after the matching fields are identical. Allow a minimum of 1–2 hours.
A photo text disappeared right after we added the patient.
A merge is likely still running. Wait, then open the patient record’s message history. All Messages does not skip that wait.
Two family members share a phone. Can we split inbound texts?
Not by filter. Under 18 → older person. Both adults → oldest date of birth. Separate numbers if both need their own inbound thread.
We deleted the patient in the EHR. Can we get the texts back?
Not on that patient record. Search All Messages for a leftover non-patient thread by phone number.
Does closing a conversation merge threads?
No. Close only changes Open / Closed status.
